Customer Service

This past year I decided I needed to get out and get some fresh air. I had already tried golf and that was a disaster. I also decided there was no way I was going to stuff 222 lbs into a pair of flimsy nylon sport shorts, so running was out of the question. I thought about kayaking but since I live in S.W. Florida that seemed kinda like sticking a 200+ lb. meat pie in front of America’s deadliest predator, the alligator.

So I did the obvious and logical thing; I took up skeet shooting. It’s perfect. It’s done outside, makes a loud boom, things explode in the air, and I can wear a cool hat. What more could a man want.

I guess about now you’re asking, “What the heck does this have to do with Customer Service?”, so I’ll tell you. Shooting skeet competitively requires a decent gun and they cost a substantial amount of money. While shooting I had heard horror stories of shooters spending many thousands of dollars on guns that required repairs and updates that took literally months to complete. Many of the most popular and expensive makers were hard to contact, non-responsive, and not making the repairs correctly. Because of this I decided to choose my gun based completely on reputation for customer service. It didn’t take long to narrow down the search and choose the maker with the most positive online comments. Customer Service and reputation were not just factors in my decision, they were the only factors in my decision.

More and more there are fewer stores and touchable humans to deal with. Online customer service is the absolute defining factor in my purchases today and it should be for yours also.

Although you may have seen my articles here, you probably didn’t know that at least 50% to 75% of my time is spent helping you or anyone coming to our Customer Service Department. I am one of six who work at our Customer Service desk. We’re there to make sure you get the most from our products. We’ve all been together since the beginning and it’s a very close working group. I know we all enjoy working in Customer Service.

We are aware of changes to our products, new updates, promotions, etc. We have regularly scheduled meetings to assess our performance and discuss ways we can make things easier for you. Making you happy is what we want to do. We even discuss the best way to word our responses to your questions. Are we giving directions that are easy to understand? We certainly hope so. But this is just the basics of what you would expect from any company. It does show a sincere effort on the part of PC Pitstop to make your experience a good one but it is the least you should expect.

What I’m interested in is what we do that makes us the best at customer service. What do we do that is beyond the norm? What will convince you to use our products because of the service we offer before, during, and after the sale?

How do I find Customer Service? That’s an easy one. It’s right at the top of our HomePage, 2nd button at the top. We make it super easy to find.

Simply click SUPPORT, then click CUSTOMER SERVICE. Identify the program and now you can describe what is happening.

The more information you can give us here, the faster we can answer your request.

Hours of Operation

24 hours a day, seven days a week, 365 days a year

As PC Pitstop employees we all live in different locations across the globe. Because of this it’s easy to make sure one of us is on the desk at all times. This came about because we want to give you the most coverage we can. What good is customer service if it must be accessed 9:00 AM – 5:00 PM Monday through Friday EST? What if you’re having a problem at 6:30 AM before you head to work?

I’m on the east coast of the US, Doug is on the West Coast of the US, we have people in Brazil, Iowa, Texas, and Japan. Need help on Christmas Day, we’ll be here.

Response Time

We promise we will respond within 24 hours but we actually respond within minutes and sometimes it’s even seconds. For extremely complex issues it may take an hour or more for us to duplicate an issue and reply but that is not the norm. Most of the requests we get are easy to handle requests that we see frequently. If it’s an extremely unusual issue we may even involve our product developers.

The point is that we do what it takes to solve the issue. We want you to succeed with our product and continue to use PC Pitstop products to keep your systems running like new. We have an unusually large number of people who have used our products for years and years. We want that to continue.

Many times the problem is not our software but an operating system configuration issue, or even a conflicting software issue. We still offer help and suggestions to remove the problem. That’s our job.

The nature of customer service is that we’re dealing with people who are coming to us with problems. Nothing is more frustrating than dealing with a bogged down, non-responsive computer. When we can walk people through the process of correcting the issue it’s very rewarding. Here’s a recent example from a very happy customer:

Free Cyber Security Training For PC Matic Users

In the physical world, we rely on the police and other security agencies to keep us protected from criminals. We feel safe, knowing these agencies exist to protect us. However, we don’t rely on them for 100% of our safety, since we know there are things we can do on our own to decrease the chances of getting attacked. You lock your doors at night, hide valuable items from plain view when leaving your car in a parking lot, don’t reveal personal information to strangers; the list goes on. PC Pitstop is thrilled to announce that PC Matic, is once again a leader in the well respected Virus Bulletin RAP Test, surpassing all competitors in proactive detection in the most recent December 2015 results.

PC Matic has been utilizing the whitelist approach since January of 2011.  Whitelisting involves the creation of a list of programs and files that are known to be safe and virus-free, unlike blacklisting which simply is a list of known malicious viruses, malware, etc.  The issues blacklisting creates is, by changing one component, the malicious file can be slightly modified and is no longer detected by the blacklist, thus leaving an open door to your PC for attack.  These issues are virtually  nonexistent when dealing with a whitelist approach, as PC Matic’s whitelist is a consistently updated list of tested, malicious-free programs and files.

The security industry, including the testing houses such as Virus Bulletin, place a higher value on not blocking good files (false positives) than accurately identifying bad files (false negatives). In the Virus Bulletin methodology, there is zero tolerance for false positives. If a product has one false positive out of a million, then the product fails VB100 certification. On the other hand, the exact same product can misidentify hundreds if not thousands of bad files as good with little consequence on ratings and certification. The most recent Virus Bulletin testing included approximately one million good files, and PC Matic incorrectly identified less than a ninety. This represents less than a .01% error rate or over 99.99% whitelist accuracy rate.  Since the August RAP Test, we have continued to improve our whitelisting technology, which is evidenced by the 90% decrease in false positives in the most recent test.

In the event of a false positive, PC Matic minimizes the customer impact. The good process is not allowed to run, but it is not erased from the hard drive. The process is sent to our research team to be re-categorized within 24 hours.  Although this may provide a minor inconvenience, it is considered minimal when compared to allowing a potentially malicious file into the PC for corruption.

With the improvements that PC Matic has implemented since the December 2015 testing, there will surely be a larger gap between PC Matic’s security software and that of the competitors when this year’s results are released.  In the meantime, here are additional things Virus Bulletin had to say about PC Matic,

You’ve installed PC Matic home security protection, but now what?

PC Matic with SuperShield is a complete realtime prevention, detection, and removal solution like no other.  When you initially install PC Matic, you are automatically protected with our blacklist protection.   Simply install and Scan with PC Matic to detect crippling malware that is on your computer.  Using the FIX ALL will remove these threats.

Now, to prevent future infections, one of the most important things you need to do is make sure SuperShield is installed and functioning.  To install SuperShield, open PC Matic and click on the Options gear icon, then click on the SuperShield tab, now click the red Install button for SuperShield. Allow five minutes or longer for the new definitions to download.

To see if SuperShield is working you can right-click on the green shield icon in the lower right corner of the Windows System Tray by the time display and verify that there is a check mark next to one of the protection levels. ‘Industry Standard (blacklist only)’ or ‘SuperShield Protection’ enables SuperShield. You can Pause SuperShield, for minutes, an hour, until a reboot or until further notice.  You can also change to Industry Standard protection but be aware that this gives you no more protection than is offered by competing products.  We do not suggest using Industry Standard (black list only).

Once you have installed SuperShield you will see a Shield in your Windows system tray. When updating definitions, the shield will change colors from Red then orange and finally to green.

PC Matic underwent major changes in the second quarter of 2016…all the way down to the core…

PC Matic, introduced in 2009, is a cloud based software as a service (Saas), so updates and revisions are included without a revision change. In the last quarter, substantial changes were made to PC Matic and our whitelist real time protection called Super Shield, that we felt that a revision change was warranted.

Although PC Matic includes our whitelist real time protection, since 2010, we have been licensing the Threat Track / GFI / Sunbelt Vipre engine for scan, clean and remediation purposes. Ransomware, and other sources of malware are becoming an epidemic.  We need to ensure our security software stops these threats in their tracks.  We understood what we needed to improve our security software, and made some major alterations in the process.

Last quarter, our development and malware research team developed our own remediation engine based on an equally proprietary blacklist.  Not only does PC Matic block viruses that no other security product blocks, now PC Matic can remove and clean viruses that no other product can. All of the research for our proprietary blacklist and whitelist are done in the United States, unlike any other security product.

Major modifications were made to our whitelisting algorithms in this revision. The most important is the introduction of a separate digital signature whitelist. This adds yet another level of protection for our business customers. Today, a digital signature costs as little as $500, and it is not hard to imagine a cyber criminal purchasing a signature to attack a high value target such as a power company or a federal agency. With our new logic, Super Shield only allows trusted signatures and would block a previously unknown signature such as the example above. Only Super Shield blocks advanced persistent threats (APTs). We feel that this change is an essential element in our push into the business marketplace.

Many other improvements were made to the security logic of our real time protection.  Additionally, since our whitelist logic is primarily a static file analysis, its memory footprint is smaller and more importantly, the performance is best in field.

We’ve always had great software, but now it’s even better.  PC Matic has been certified through the ICSA Labs, and outscored all competitors in proactive detection ratings, in the well respected Virus Bulletin test, with the closest competition coming in a full 8% behind PC Matic. We are anxious to see the next round of tests from AV Comparatives and Virus Bulletin to see how well our changes fare in their real world tests.

The world needs better security.  We got it.

Karla W. first came to PC Pitstop to meet her PC optimization needs in 2008, and has been a loyal PC Matic subscriber since 2012.  Today I had the opportunity to speak with Karla one-on-one about her experience with our security software. 

Prior to using PC Matic, Karla said she experienced various malware attacks. 

Which security solution were you using prior to PC Matic? “Oh, I’ve tried a lot – Norton, McAfee and AVG.  But I was always getting viruses.” 

What made you switch to PC Matic“I started using Optimize in 2008.  I knew it worked, and PC Matic is made from the same company so thought I’d try it.  Ever since I have switched over, I’ve had no problems whatsoever.  No viruses!  And I download a lot of stuff.”

PC Matic offers several features, including the anti-virus protection, free cyber security training, an adblocker and automated maintenance and optimization tools.  What would you say is your favorite part of the PC Matic bundle?  “The antivirus protection.  I’ve had no issues with any of my computers, for years now.  I know I am protected with PC Matic.

Is there anything you think we can be doing better?  “No.  The product is the best.  I recommend it to all of my friends.  Also, good customer service keeps me coming back.  Whenever I have an issue, they are always quick to respond.  They [customer service] always put things in layman’s terms, so I can understand them.  Good customer service is hard to find, and PC Matic has it.
